Toch?"},"content":{"rendered":"<p>Er is een zin die ik de laatste tijd veel hoor.<\/p>\n\n\n\n<p>\u201cRetentie gebeurt gewoon vanzelf.\u201d<\/p>\n\n\n\n<p>En ik begrijp het. Ik meen het oprecht. Wanneer de klanttevredenheid hoog is, de levering goed is en klanten al jarenlang bij je zijn, kan retentie aanvoelen als iets dat zichzelf \u201cregelt\u201d.\u201d<\/p>\n\n\n\n<p>Dat geloofde ik vroeger ook.<\/p>\n\n\n\n<p>Maar na verloop van tijd leerde ik dat hoop gevaarlijk kan zijn voor retentie. Het klinkt positief, maar het kan blinde vlekken cre\u00ebren. Je gaat ervan uit dat alles in orde is, je verwacht dat klanten blijven, en juist dan mis je de signalen dat er langzaam iets aan het verschuiven is.<\/p>\n\n\n\n<p>Wat me brengt bij een zin die ik steeds herhaal omdat hij pijnlijk simpel is:<\/p>\n\n\n\n<p><strong>Je kunt klantverloop niet voorkomen met een achteruitkijkspiegel.<\/strong><\/p>\n\n\n\n<p>Toch?<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">Het echte probleem: verloop begint zelden in de cijfers<\/h2>\n\n\n\n<p>Wat ik in veel organisaties (van scale-ups tot ondernemingen) zie, is dat churn als een plotselinge gebeurtenis aanvoelt.<\/p>\n\n\n\n<p>Een klant annuleert.<br>Een contract wordt niet verlengd.<br>De vernieuwing wordt kleiner.<br>Of het\u201c<\/p>\n\n\n\n<p>En dan verschijnt de bekende zin:<\/p>\n\n\n\n<p>\u201cDit hadden we niet zien aankomen.\u201d<\/p>\n\n\n\n<p>Maar meestal is dat niet waar.<\/p>\n\n\n\n<p>Churn begint zelden in de cijfers.<\/p>\n\n\n\n<p>Churn begint in de relatie.<\/p>\n\n\n\n<p>En relaties volgen doorgaans een voorspelbaar patroon:<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li>eerst, <strong>emotionele onthechting<\/strong> (minder energie, minder vertrouwen, minder opwinding)<\/li>\n\n\n\n<li>dan, <strong>operationele<\/strong> (minder samenwerking, minder interacties, minder initiatief)<\/li>\n\n\n\n<li>en pas later, <strong>financi\u00eble afstandelijkheid<\/strong> (minder uitgaven, minder bereik, minder inzet)<\/li>\n<\/ul>\n\n\n\n<p>Dus wanneer klantverloop (churn) eindelijk in de omzet zichtbaar wordt, kijk je vaak naar het laatste hoofdstuk van een verhaal dat maanden eerder begon.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">2) De echte schurk: de Dashboard-illusie<\/h2>\n\n\n\n<p>Ik noem dit de <strong>Dashboard illusie<\/strong>.<\/p>\n\n\n\n<p>De illusie dat \u201cals het niet op het dashboard staat, bestaat het niet.\u201d<\/p>\n\n\n\n<p>Dashboards zijn gebouwd voor rapportage. Voor geschiedenis. Om terug te kijken. Ze vertellen je wat er is gebeurd, niet wat er gaat komen.<\/p>\n\n\n\n<p>En toch beschouwen veel organisaties het dashboard als de waarheid.<\/p>\n\n\n\n<p>KPI's zijn groen \u2192 dus alles moet goed zijn.<br>NPS is ok\u00e9 \u2192 dus de relatie is gezond.<br>Tickets zijn opgelost \u2192 dus de klant is tevreden.<\/p>\n\n\n\n<p>Maar churn komt niet van het dashboard.<\/p>\n\n\n\n<p>Churn komt voort uit het menselijke systeem rond de klant.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">3) Retentie is geen geluk. Het is een systeem (Joey Coleman had gelijk)<\/h2>\n\n\n\n<p>Het interessante is: dit is niet nieuw.<\/p>\n\n\n\n<p><strong>Joey Coleman<\/strong> zegt dit al jaren. In zijn geweldige boek <em>Verlies nooit meer een klant<\/em> (en eerlijk is<\/p>\n\n\n\n<p>Retentie is geen geluk.<\/p>\n\n\n\n<p>Retentie is een systeem.<\/p>\n\n\n\n<p>Een reeks momenten, verwachtingen, emoties en ervaringen die bepalen of een klant:<\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li>vertrouwen opbouwen<\/li>\n\n\n\n<li>loyaal voelt<\/li>\n\n\n\n<li>verwijst naar anderen<\/li>\n\n\n\n<li>of langzaam weg drijft<\/li>\n<\/ul>\n\n\n\n<p>Daarom is het woord \u201cnatuurlijk\u201d gevaarlijk bij retentie.<\/p>\n\n\n\n<p>\u201cNatuurlijk\u201d klinkt alsof het automatisch gebeurt.<\/p>\n\n\n\n<p>Maar retentie gebeurt niet vanzelf.<\/p>\n\n\n\n<p>Retentie.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">4) De verschuiving: van dashboards naar Foresight<\/h2>\n\n\n\n<p>Dus als dashboards voornamelijk achteruitkijken... wat heb je dan eigenlijk nodig?<\/p>\n\n\n\n<p>Je hebt iets nodig dat vooruitkijkt.<\/p>\n\n\n\n<p>Dat noemen we <strong>Vooruitziendheid<\/strong>.<\/p>\n\n\n\n<p>En de definitie die ik blijf gebruiken is deze:<\/p>\n\n\n\n<p><strong>Vooruitziendheid is het omzetten van vroege menselijke signalen in vroegtijdige waarschuwingen voordat de resultaten op het dashboard verschijnen, zodat je verloop kunt voorkomen in plaats van het te verklaren.<\/strong><\/p>\n\n\n\n<p>Het klinkt eenvoudig, maar de impact is enorm.<\/p>\n\n\n\n<p>Want als je klantverlooprisico 3-6 maanden eerder kunt detecteren, win je iets wat de meeste organisaties zelden hebben:<\/p>\n\n\n\n<p><strong>tijd.<\/strong><\/p>\n\n\n\n<p>Tijd om het vertrouwen te herstellen, de verwachtingen bij te stellen, de belanghebbenden opnieuw af te stemmen en de relatie te versterken nu het nog kan.<\/p>\n\n\n\n<hr class=\"wp-block-separator has-alpha-channel-opacity\"\/>\n\n\n\n<h2 class=\"wp-block-heading\">5) Welke signalen van mensen voorspellen klantverloop? Hier wordt het interessant.<\/h2>\n\n\n\n<p>De meeste churnsignalen zijn geen \u201charde data\u201d zoals inkomsten of gebruik.<\/p>\n\n\n\n<p>Het zijn mensen.<\/p>\n\n\n\n<p>Een paar voorbeelden van <strong>Human Signal Intelligence\u2122<\/strong> die vaak voorkomen voordat de klant vertrekt:<\/p>\n\n\n\n<h3 class=\"wp-block-heading\">Signalen van vertrouwen verval<\/h3>\n\n\n\n<ul class=\"wp-block-list\">\n<li>klanten stellen meer controlerende vragen<\/li>\n\n\n\n<li>meer escalaties of politieke spanning<\/li>\n\n\n\n<li>minder openheid in gesprekken<\/li>\n<\/ul>\n\n\n\n<h3 class=\"wp-block-heading\">Signalen van onthechting<\/h3>\n\n\n\n<ul class=\"wp-block-list\">\n<li>vergaderingen worden korter of vaker verschoven<\/li>\n\n\n\n<li>minder initiatief van de klant<\/li>\n\n\n\n<li>belangrijke belanghebbenden verdwijnen of alles delegeren<\/li>\n<\/ul>\n\n\n\n<h3 class=\"wp-block-heading\">Signalen van misalignering<\/h3>\n\n\n\n<ul class=\"wp-block-list\">\n<li>klantdoelen veranderen zonder jou erbij te betrekken<\/li>\n\n\n\n<li>de klant praat meer over prijs dan over impact<\/li>\n\n\n\n<li>waardeperceptie verandert (subtiel)<\/li>\n<\/ul>\n\n\n\n<h3 class=\"wp-block-heading\">Tekenen van stille ontevredenheid<\/h3>\n\n\n\n<ul class=\"wp-block-list\">\n<li>de klant<\/li>\n\n\n\n<li>minder feedback (wat vaak geen goed teken is)<\/li>\n\n\n\n<li>minder enthousiasme over volgende stappen<\/li>\n<\/ul>\n\n\n\n<p>De meeste organisaties kunnen deze signalen wel voelen, maar ze volgen ze niet. Of ze negeren ze omdat de KPI's er nog steeds goed uitzien.<\/p>\n\n\n\n<p>Dat is weer de Dashboardillusie.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">6) Wat we doen bij HumintyX (licht)<\/h2>\n\n\n\n<p>Aan <strong>HumintyX<\/strong>, binnen <strong>HumintyX Wetenschap<\/strong>, we werken met het concept van <strong>Human Signal Intelligence<\/strong>: het detecteren van vroege menselijke patronen die het risico op uitval voorspellen.<\/p>\n\n\n\n<p>Om dit praktisch te maken, introduceerden we de taal van de <strong>Huminty<\/strong>: een manier om vroege signalen op te vangen, zodat je maanden de tijd hebt om klantrelaties gezond te houden.<\/p>\n\n\n\n<p>Niet om klanten te \u201cscoren\u201d.<\/p>\n\n\n\n<p>Maar om ze beter te begrijpen.<\/p>\n\n\n\n<p>En om churnpreventie proactief te maken in plaats van reactief.<\/p>\n\n\n\n<hr class=\"wp-block-separator has-alpha-channel-opacity\"\/>\n\n\n\n<h2 class=\"wp-block-heading\">7) E\u00e9n simpele reflectievraag (die vaak confronterend is)Als je dit herkent, stel jezelf dan \u00e9\u00e9n vraag:<\/h2>\n\n\n\n<p><strong>Wanneer verloop plaatsvindt, is het meestal:<\/strong><br>A) \u201cWe zagen het aankomen, maar we hebben niet snel genoeg gehandeld.\u201d<br>B) \u201cKlantverloop verraste ons, ook al zag het dashboard er goed uit.\u201d<\/p>\n\n\n\n<p>Als je antwoord vaak B is, heb je mogelijk geen churnprobleem.<\/p>\n\n\n\n<p>Je hebt mogelijk een Foresight-probleem.<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">Afsluitende gedachte<\/h2>\n\n\n\n<p>Dashboards zijn niet slecht.<\/p>\n\n\n\n<p>Maar dashboards kijken achteruit.<\/p>\n\n\n\n<p>En je kunt churn niet voorkomen door terug te kijken.<\/p>\n\n\n\n<p><strong>Je kunt verloop niet voorkomen met een achteruitkijkspiegel.
